Bank of America uses genAI to improve customer support

The news: Bank of America has upgraded its AI-powered employee assistant, EricaAssist, with genAI capabilities that provide customer service representatives with contextual, real-time guidance in less than three seconds during customer conversations, per Reuters.

Zooming in: Before this enhancement, EricaAssist helped customer service representatives find relevant policies, procedures, and internal resources. The addition of genAI enables it to understand the context of a customer conversation and surface tailored guidance immediately. More than 18,000 representatives use the tool to resolve inquiries faster while improving consistency and accuracy.

Why it matters: EricaAssist’s upgrade reflects the next phase of AI adoption in banking: embedding AI into employees' day-to-day workflows to improve productivity, service quality, and response times. That matters, because customer service remains a key competitive differentiator. 

According to our survey, 27% of consumers—and 31% of traditional bank customers—say customer service was one of the top three reasons they switched banks. By equipping representatives with real-time AI guidance, banks can resolve issues more quickly, deliver more consistent and personalized support, and improve the service experiences that influence customer retention.

Implications for banks: As genAI matures, banks should measure AI investments by customer outcomes in addition to productivity metrics. Faster handle times are valuable, but the larger opportunity is improving first-contact resolution, consistency, and personalization in ways that increase customer satisfaction and reduce attrition. 

Banks that use AI to strengthen human interactions will be better positioned to differentiate on customer experience.
